13억이라는 거대한 인구와 세계 최대의 영토를 기반으로 하고 있는 중국의 국가 경제는 해를 거듭할수록 매우 빠른 성장을 하고 있으며 그에 따른 소매유통시장 역시 매우 큰 폭의 성장을 보이고 있다. 또한 중국은 WTO에 가입한 이후 2004년에는 유통시장을 전면 개편함으로써 중국 내 세계 각국의 경쟁력 있는 유통 업체들 간의 치열한 경쟁이 유발되었으며, 이러한 경쟁 속에서 다국적 소매업체들이 중점적으로 투자하고 있는 대형 할인점들이 입점하고 있다.한국의 대형 할인점 업체들도 이와 같은 중국 내 소매유통시장의 환경 변화적 요소들로 인하여 이미 이마트와 메가마트는 진출을 시도하였고 다국적 소매기업들과의 경쟁 구도 양상을 벌이고 있다. 다시 말해 한국 내 대형할인점 시장이 포화상태가 되어감을 감지한 한국의 기업들이 본격적으로 중국 시장으로의 진출을 꾀하고 있는 실정이다. 경쟁이 심화될수록 소매업체들은 과거의 가격경쟁에서 벗어나 고객 경쟁으로 변화하고 있다. 살아 남기 위해서는 새로운 고객을 창출해야 하기 때문이다. 기업은 그들의 자금력을 이용하여 고객창출을 위하여 노력하고 있지만, 소매시장에서는 제품의 품질 면에서 큰 차이가 없기 때문에 창출한 고객을 지속적인 관계를 유지하는 것이 쉽지 않다. 이러한 이유들로 소매업체들은 이윤이 적거나 오히려 적자가 되는 악성 경쟁을 하게 되었다. 또한 국내에서 조사 연구한 중국 내의 소매업체들에 관한 자료들을 살펴보면 대부분 경영전략에 대한 연구나 점포계획 설계에 대한 연구, 물류관리에 대한 연구 등 주로 3개 측면에 중점을 두고 있어 소비자의 행위에 대한 연구가 미미함을 알 수 있었다. 그러므로 본 연구는 소비자 행위 측면으로 접근하여 중국의 대형 할인점들이 고객을 창출과 유지, 발전시켜 나아갈 방향을 제시하고자 한다.먼저 본 연구에서는 중국 경제의 현황과 중국 경제의 소비구조 그리고 최신 자료를 바탕으로 소매시장의 현황과 소비구조를 분석하고, 대형 할인점을 이용해 본 경험이 있는 소비자들을 대상으로 이용한 할인점에 대하여 만족하게 된 요인과 재 구매 요인 및 구전 관계 등 행동요인을 중심으로 고객만족 향상을 위한 마케팅 전략 수립의 모델을 제시하고, 이미 중국 소매시장에 진출한 이마트와 다국적 대형 할인점과의 경쟁력을 비교 분석하여 이마트와 같은 한국의 대형 할인점들이 중국 시장에서의 성공적인 진출과 경쟁력을 높일 수 있는 전략을 도출해 내고자 한다.이런 내용을 바탕으로 첫째, SERVPERF 평가 모델을 근거로 매장, 입지, 부대시설, 서비스, 상품 요인의 다섯 가지 만족 요인을 규명하고 이 요인들이 고객 만족 결정에 어떠한 영향을 끼치는지 알아보고자 하였다. 둘째, 고객 만족과 재 구매의 관련성 즉, 행동의도에 대하여 알아보고자 하였다. 셋째, 재 구매를 하는 고객들을 대상으로 재 구매 요인이 구전효과에도 관련성이 있는가에 대해서도 알아보고자 하였다. 본 연구를 위해 먼저 중국 북경시에 소재한 중국 현지의 대표적인 대형 할인점인 SHIJI LIANHUA과 이마트 그리고 까르푸를 이용하는 소비자를 대상으로 본 설문조사를 진행하였다. 각 대형할인점에서 쇼핑하는 고객들을 대상으로 총 500부의 설문지를 배부하였고, 그 중 473부를 회수하였다. 수거한 설문지 중 불성실하게 응답한 23부를 제외한 450부를 최종 분석에 사용하였다. SPSS13.0 프로그램을 이용하여 통계처리를 하였으며, 인구통계적 특성, 측정 도구의 신뢰성을 확인하기 위해 각 항목들을 Gronbach’s α계수로 측정하였고, 회귀분석을 통해 각 요인들이 고객만족에 미치는 항목을 검증하였다. 또 회기 분석을 통해 재 구매에 고객 만족이 어떠한 영향을 미치는지 검증하고, 구전효과와 재 구매의 관계를 알아보기 위해 상관분석을 실시하였다.이러한 분석을 통하여 본 고객 만족에 영향을 주는 것은 첫째, 매장, 입지, 부대시설 요인이 영향을 주는 것으로 나타났다. 둘째, 고객 만족이 높으면 재 구매에 큰 영향을 미친다. 셋째, 재 구매가 향상되면 그에 따른 구전효과도 커진다. 결론적으로 본 연구의 분석결과를 기초로 하여 볼 때 앞으로 중국 소매업 유통시장에 진출하고자 하는 한국 기업이 고려해야 하는 사항으로 다음과 같은 점을 시사하고 있다. 첫째, 본 조사의 조사 대상이 할인점 근처에 거주하는 주민들을 대부분으로 하여 진행되었기 때문에 일부 선행 연구의 결과와는 달리 대형할인점 입지 요인이 고객만족에 영향을 미치지는 않는다는 결과가 나타났다. 그러나 많은 연구자들의 연구 결과에 따르면 입지요인은 고객만족에 많은 영향을 미친다는 결과가 타나난다는 것을 볼 때 입지요인은 간과해서는 안 될 요인이 될 것이다. 그러므로 대형할인점의 위치를 선택할 때에는 교통이 복잡한 도시 중심가보다는 대중교통이 편리한 지역이나 주택가 인근에 입지하는 것이 시장형성에 유리할 것이다. 둘째, 대형 할인점은 상품의 가격적인 측면보다는 상품의 품질이나 안정성 측면을 더욱 고려하여 고객 만족도를 높여야 할 것이다. 셋째, 고객에게 지나친 접점 서비스를 제공하는 것은 오히려 고객에게 부담만 주는 부정적인 영향을 초래할 수 있다. 넷째, 고객에게 좋은 이미지를 남기는 것이 중요하다. 좋은 이미지는 고객 만족으로 나타나고 이용한 고객들을 대상으로 맞춤형 고객관계관리 프로그램을 시행하여 고객들이 이탈하지 않도록 관계를 지속적으로 유지, 발전시켜 충성고객으로 확보하여야 한다. 또한 할인점에 대한 인지도의 수준은 고객이 대형할인점에 대해 가지고 있는 좋은 이미지의 수준과 유사하게 나타났다. 즉, 대형 할인점는 자체적으로 차별화 되고 독특한 기업 이미지를 확보하여야만 치열한 유통시장 경쟁에서 자리를 잡을 수 있을 것이다.이상에서 본 바와 같이 영향요인으로 나타난 매장요인과 서비스요인, 부대시설요인을 고려하여야 함은 물론 상품요인 및 입지요인도 중요한 요인임에 틀림없을 것이다. 고객들은 당연히 충족되어야 하는 위생요인처럼 생각할 수도 있을 것이다. 또한 한 번 이용한 고객들을 고객관계관리를 통하여 고객가치를 높이는 노력을 함께 기울여야 할 것이다.
On the basis of a population of 1.3 billion and the largest landmass in the world, the Chinese economy has been developing rapidly, distribution market has been developing as well. Also after china entered into the WTO, as they entirely reorganized the distribution market, there has been intense competition among compatible enterprises from all over the world, and large-scale stores which multi-national retail companies have mostly invested in are entering the Chinese market in this competition.By recognizing these environmental changes in china, Korean large-scale retail companies such as E-mart and Mega-mart started to engage in competition with other multi-national companies. In other words, by realizing that the large-scale discount store market in Korea has become saturated, they are earnestly determined to appeal to the Chinese market.As the competition gets more intense, it seems to be changing from a situation where price mattered to a situation where the customers now matters more since they need to create new customers to survive. Even though companies try to make it by using their financial abilities, it's still hard to maintain this type of relationship with new customers, since there is no big difference among the products in quality. As a result, the competition has become vicious leading to non-profit sales or even negative profits. Also the studies done about Chinese retail companies, conducted in Korea, mostly have focused on the strategy of management, store plan design, and management of products, which means there has been no profound investigation concerning customer activity. Thus, this study is meant to suggest how Korean large-scale companies can create new customers and keep them loyal, and even increase their numbers by scrutinizing the activity of customers.Basically this study is dedicated to analyzing current Chinese economic conditions and the consumption structure and current retail market condition and the consumption structure with new information, suggesting a marketing strategy model which can improve customer satisfaction by asking customers who have experience of large-scale market about the reasons for their activity such as which aspect satisfies them and makes them re-consume and how much word of mouth influences them and so on, coming up with a strategy of increasing competitiveness and successful settlement in the Chinese market for Korean large-scale stores like E-mart by comparing the competitive skills of E-mart and another multi-national large-scale store that already entered this battle.Based on the above, first, it was necessary to figure out 5 factors of satisfaction; store, location, facilities, service, and product and find out the way they affect customer satisfaction by using the SERVPERF model. Second, it was necessary to determine the relationship between customer satisfaction and re-purchasing, so to speak, the intention of customer activity. Third, it was necessary to see if there is a relationship between re-purchasing and word of mouth effect by asking customers who repurchase.To achieve these goals, this study has had customers answer who use SHIJILIANHUA, a well-known large-scale discount store in china, E-mart, and Carrefour.A total of 500 questionnaires were sent out to the customers and 473 of them were sent back. This study only included 450 answers excluding 23 dishonest ones. SPSS13.0 was used for the statistics estimating each of the sections with Gronbach's α factor to make sure the reliability of the tool and the population statistical specificity. Also regression analysis was used to verify the factors that affect customer satisfaction, and whether customer satisfaction influences their re-purchasing, and if so, how much. Correlation analysis was also used to figure out the relationship between word of mouth effect and re-purchasing.The result of this analysis indicates that, first of all, the factors which influence customer satisfaction are as follows; the store, service, and the facilities. Secondly, when customer satisfaction increases, it generates huge influence on their re-purchasing. Third, when re-purchasing increases, it's usually followed by a bigger word of mouth effect.Consequently, this study gives Korean companies who tend to get into the Chinese retail-distribution market the facts that they should consider, which are below:First, since the respondents of this study are mostly residents around the large-scale stores, the result came out that the location factor doesn't have a huge effect. However, as many other investigations have obtained the result that the location factor considerably impacts on customer satisfaction, it would be better off not overlooking this. Thus, it would be more beneficial to locate where the public transportation is convenient or around where people live to get customers, instead of locating a business in the center of a city surrounded by a lot of traffic.Second, large-scale stores should consider quality and product safety more than lowering price to increase customer satisfaction.Third, providing an excessive service encounter could put pressure on customers and lead to a negative reaction eventually.Fourth, it's essential to give customers a good image. a good image leads to customer satisfaction. The stores should maintain customer relationship management program so they can continually keep the relationship and develop it, and ultimately have them as loyal customers.Additionally, the level of the awareness of the store came out quite the same as the level of their image. In other words, they can settle into this market under this fierce competition only if they secure an outstanding, unique image themselves. with no doubt, it's obvious that the product factor and the location factor are critical as well as the store factor, the service factor, the facilities factor that are proved as influential factors. Customers might consider as primal factors, which should be fulfilled, such factors as cleanliness, and health factors. Most importantly, companies should try to increase customer satisfaction not only with the 5 factors preciously mentioned but also with customer relationship management.
