경쟁강도가 증가하고 수요자 중심으로 급격히 변화하는 의료서비스 시장에서 보다 우월한 서비스 품질을 제공하기 위한 병원의 노력은 이제 선택이 아닌 필수가 되고 있다. 이에 병원들은 자신이 제공하는 서비스 품질을 향상시키기 위한 다양한 유무형적 노력을 경주하고 있지만 의료서비스 이용자들의 만족도는 높지 않다. 본 연구에서는 의료서비스 소비자들이 병원을 선택하는데 있어 가장 중요하게 생각하는 요인이 서비스 품질이라는 전제하에 보다 현실적인 서비스 품질요인을 확인하고 비의료인과 의료인 간에 서비스 품질요인의 지각 정도가 차이가 있는지를 분석하였다. 광주지역 대형종합병원의 의료인(의사, 간호사)과 비의료인(환자, 보호자) 228명을 대상으로 구조화된 설문지를 통하여 서비스 품질요인을 새롭게 구성하였다. Parasuraman, Zeithaml, and Berry(1988)의 구성개념을 바탕으로 위치적 유형성, 환경적 유형성, 편의적 유형성, 절차신뢰, 역량신뢰, 의료행위 응답성, 비의료행위 응답성, 공감성으로 구성된 8가지의 서비스 품질 요인을 확인할 수 있었다. 이와 더불어 의료인과 비의료인 간의 서비스 품질 요인을 비교한 결과, 환경적 유형성과 편의적 유형성, 절차 신뢰, 비의료행위 반응성 그리고 공감성에서 비의료인이 의료인 보다 더 중요하게 지각하는 것으로 나타났다. 이러한 결과를 통해 병원이 제공해야 할 서비스 품질차원에 대한 깊이 있는 통찰과 시사점을 제공하였다.
The purpose of this study aims to extend the quality of medical service and categorize it into eight factors: Location tangibility, environment tangibility, convenience tangibility, process trust, capability trust, medical responsiveness, non-medical responsiveness and empathy. Also, we identify the differences of perceived medical service quality between health care providers and non health care providers. In order to test our hypotheses, response were obtained 228 health care providers(doctors and nurses) and non health care providers(patients and care-givers) in general hospital. The empirical study confirms that non health care providers differ in environment tangibility, convenience tangibility, process trust, non-medical responsiveness and empathy, all higher in health care providers. The findings of this study contribute to the literature by identifying the differences of perceived service quality between health care providers and non health care providers. Practical implications and further theoretical implications are discussed.
