1인 가구, 맞벌이 부부 증가와 모바일 쇼핑 편의성 증대로 온라인 시장 성장이 지속되고 있다. 이에 따라 배달앱 이용이 증가하였고 향후에도 더욱 증가될 것으로 예상된다. 하지만 이런 배달앱 성장과 더불어 배달앱 이용자들의 불만이 가중되고 있다. 따라서 본 연구에서는 한국과 중국 성인소비자를 대상으로 배달앱에 대한 소비자 불만족 및 지속이용의도에 영향을 미치는 변수들을 알아보기 위하여 배달앱에 대한 서비스 실패와 소비자 특성을 적용하여 분석하였다. 주요 결과 및 제언을 제시하면 다음과 같다. 첫째, 배달앱 서비스 실패가 불만족에 미치는 영향을 보면 한국의 경우 배달앱 서비스 실패 중 정보제공, 음식에 대한 서비스 실패는 불만족에 영향을 미치며, 앱 시스템, 결제, 배달과 취소환불은 불만족에 통계적으로 유의한 영향을 미치지 않게 나타났다. 이는 소비자들이 같은 서비스 실패를 경험하더라도 정보제공과 음식에 대한 서비스 실패를 경험했을 때, 더 예민한 반응을 보인다는 것을 알 수 있다. 반면에 중국의 경우는 서비스 실패 중 결제와 취소환불이 불만족에 유의한 영향을 미치는 것으로 나타났다. 즉 중국 소비자는 배달앱 결제와 취소환불 서비스 실패가 높을수록 배달앱에 대한 불만족이 더 높아지는 것으로 나타났다. 둘째, 소비자 특성이 배달앱 불만족에 미치는 영향을 살펴보면 한국의 경우 배달앱 친숙도와 자기효능감이 불만족에 부(-)의 영향 관계가 있는 것으로 나타났다. 즉 소비자들은 배달앱에 대한 친숙도와 자기효능감의 인식이 낮으면 배달앱에 대한 불만족이 더 많은 것으로 나타났다. 하지만 중국의 경우는 소비자 특성의 3가지 요인이 불만족에 모두 유의한 영향을 미치지 못하는 것으로 나타났다. 셋째, 서비스 실패가 배달앱 지속이용의도에 미치는 영향을 살펴보면 한국의 경우 정보제공 실패가 지속이용의도에 부(-)의 영향을 미치는 것으로 나타났다. 따라서 배달앱의 지속이용의도를 높이기 위해서 기업들이 배달앱의 정보제공에 관한 서비스에 대해 주목할 필요성이 있을 것이다. 하지만 중국의 경우는 결제와 음식 실패가 지속이용의도에 부(-)의 영향을 미치는 것으로 나타났다. 따라서 배달앱 기업들의 결제와 음식에 대한 서비스 실패를 최소화 할 수 있는 전략적 방안을 제시하고 이를 바탕으로 전반적인 서비스의 질을 향상시켜야 한다.넷째, 소비자 특성이 배달앱 지속이용의도에 미치는 영향을 살펴보면 한국의 경우 배달앱 친숙도와 개인 혁신성이 지속이용의도에 정(+)의 영향을 미치는 것으로 나타났다. 즉 배달앱에 대한 친숙도와 개인 혁신성을 높게 인식할수록 배달앱 지속이용의도를 높이는데 직접적인 영향이 있음을 알 수 있었다.중국의 경우는 자기효능감과 개인 혁신성이 지속이용의도에 유의한 영향을 미치는 것으로 나타났다. 즉 자기효능감과 개인 혁신성을 높게 인식할수록 배달앱 지속이용의도를 높이는데 직접적인 영향이 있음을 알 수 있었다.다섯째, 한국과 중국 소비자의 배달앱 불만족이 지속이용의도에 모두 유의한 영향을 미치는 것으로 나타났다. 소비자들이 배달앱에 대한 불만족을 느낄수록 배달앱에 대한 지속이용의도가 형성되지 않음을 알 수 있다. 따라서 배달앱 기업들은 소비자로 하여금 불만족을 최소화할 수 있는 전략적 방안을 모색해야 할 것이다.
With increases of single person homes, double income couples, and mobile shopping convenience, the online market is continuously growing. At this, the use of delivery apps is increasing and it is predicted that it will increase further. However, with the growth of such delivery apps, the dissatisfaction of delivery app users is also increasing. Therefore, this study surveyed Korean and Chinese adult consumers and made applications of and analyzed service failures of delivery apps along with consumer characteristics to observe the variables that affect consumer dissatisfaction and continuous usage intentions with regard to delivery apps. Major results and proposals are as follows. First, observations of the effect of service failures of delivery app on dissatisfaction showed that, in the case of Korea, of service failures of delivery apps, service failures regarding the provision of information and food affected dissatisfaction and app use, payment, delivery, and cancellation refunds did not have a statistically significant effect on dissatisfaction. This shows that, even if consumers experience service failures, they show more sensitive reactions when they experience service failures regarding the provision of information and food. On the other hand, in the case of China, it was shown that of service failures, payment and cancellation refunds had a significant effect on dissatisfaction. In other words, consumers felt more dissatisfaction when there were service failures regarding delivery app payment and cancellation refunds.Second, observations of the effects of consumer characteristics on delivery app dissatisfaction showed that, in the case of Korea, delivery app familiarity and self-efficacy had a negative effect relationship with dissatisfaction. In other words, if consumer perceptions of delivery app familiarity and self-efficacy are low, then delivery app dissatisfaction is stronger. However, in the case of China, not all of the three types of consumer characteristics had a significant effect on dissatisfaction. Third, observations of the effects of service failure on continuous usage intentions regarding delivery apps showed that, in the case of Korea, failure to provide information had a negative effect on continuous usage intentions. Therefore, to increase the continuous usage intentions of delivery apps, companies should focus on services related to the provision of information with regard to their delivery apps. However, in the case of China, failures with regard to payment and food have a negative effect on continuous usage intentions. Therefore, delivery app companies must present strategic plans to minimize service failures with regard to payment and food and based on this, improve general service quality. Fourth, observations made of the effects that consumer characteristics have on the continuous usage intentions of delivery apps show that, in the case of Korea, delivery app familiarity and personal innovation have a positive effect on continuous usage intentions. In other words, higher perceptions of delivery app familiarity and personal innovation have a direct effect in increasing continuous usage intentions of delivery apps. In the case of China, self-efficacy and personal innovation have a significant effect on continuous usage intentions. In other words, higher perceptions of self-efficacy and personal innovation have a direct effect in increasing the continuous usage intentions of delivery apps.Fifth, the delivery app dissatisfaction of Korean and Chinese consumers all have significant effects on their continuous usage intentions. The more consumers feel dissatisfaction in delivery apps, the more continuous usage intentions do not form regarding delivery apps. Therefore, delivery app companies must search for strategic plans to minimize the dissatisfaction of consumers.
